Amazon Will Add Up to 12 Account Health Points for Good Support

Amazon announced on September 30 that strong customer service can add up to 12 points to Account Health Rating for Fulfilled by Merchant orders where the seller handles support directly.

The change is upside only. Results below Amazon's benchmarks will not reduce AHR or restrict selling privileges.

The Three Metrics That Determine Your Points

Buyer contact rate must stay below 0.50%. Average contact response time must stay under 12 hours. Buyer dissatisfaction rate must stay below 4.5%.

Buyer contact rate covers contacts seeking a refund or replacement over product quality, fulfillment, or shipping issues. Amazon excludes change-of-mind contacts and divides qualifying contacts by items shipped.

Response time is time taken to answer buyer messages divided by messages received. Dissatisfaction counts one and two-star ratings on Amazon's service experience survey, divided by surveys sent for resolved cases.

Amazon points sellers to Feedback Manager for tracking. It has not stated how the 12 points divide across the three metrics, what measurement window applies, or whether minimum message and survey counts are required.

Why 12 Points Matter Near a Threshold

Twelve points will not repair an account carrying serious unresolved violations. It can matter to a seller hovering near a program threshold.

Account Health Assurance requires maintaining 250 AHR over six months with limited time below that level. A small service bonus provides useful buffer, though your live Account Health page should override any older eligibility description.

The incentive also arrives as Amazon narrows some enforcement to individual offers. Offer-level FBM deactivation is relevant because customer service contacts usually start with the same late shipment, cancellation, or quality problem.

Do not treat points as a substitute for fixing root causes. A fast apology after a preventable delivery miss improves response time, but the buyer still contacted you because the order failed.

How to Improve the Metrics Without Gaming Them

Separate the three metrics by SKU, carrier, and issue type where your data allows. High contact rate on one product may reflect unclear instructions, poor packaging, an inaccurate variation, or a recurring defect. A carrier-specific cluster points somewhere else entirely.

Response time is the most controllable input. Define coverage hours, assign an owner, and alert on unassigned messages. A 12-hour average is not permission to leave a serious delivery issue unanswered for 23 hours because other replies were fast.

Templates improve consistency but should not close a case that still needs work. Include the customer's order facts, the next action, and a realistic deadline.

Interpret the dissatisfaction score carefully. Low response counts make each rating volatile, and Amazon has not published the minimum survey sample. Compare numerator and denominator rather than reacting to the percentage alone.

One seller noted that fraudulent return reasons and phishing attempts could contaminate the measures. Preserve examples and report abuse through the correct workflow rather than replying with sensitive data or issuing unnecessary concessions to protect a metric.

Build a Weekly Customer Service Review

Record Feedback Manager measures on the same day each week: contact rate, response time, dissatisfaction, shipped units, and survey count. Add top contact reasons and a corrective owner.

Connect support data to operations. If “item not as described” rises after a listing edit, compare the product page against the shipped unit. If replacements cluster around one batch, quarantine the inventory. If contacts rise in one delivery zone, inspect the carrier service and promise.

Check AHR before and after the points appear, but do not reverse-engineer a formula from one week. Amazon may use a rolling window or minimum sample not visible in the notice.
